Most warranty contracts I've reviewed have an SLA section that's either missing or so vague that nobody could enforce it. "Claims will be processed promptly." "Service requests will be handled in a timely manner." That's not an SLA — that's marketing copy with the legal department's permission slip stapled to it. A real SLA defines a specific metric, a specific target, a specific measurement methodology, and a specific consequence for missing the target. Without those four pieces, you have a promise, not an agreement.

Real SLAs matter because warranty operations live or die on speed and reliability. A claim that takes three days instead of three hours is a customer complaint. A contractor who shows up two days late is a churned customer. A portal that's down on a Monday morning during peak claim volume is a brand crisis. Every one of those scenarios should be explicitly anchored to an SLA with teeth.

This post is the practical breakdown of how warranty SLAs work — the four types that actually matter, how to design them, how to enforce them, and what good SLAs look like in 2026. It's written for two audiences: buyers shopping warranty platforms or TPA services who need to know what to ask for, and operators designing SLAs internally with their own dealer or contractor networks.

The three layers of warranty SLAs

Before you can design or evaluate a specific SLA, it helps to know which layer of the warranty stack it operates in. Three layers exist in most warranty programs:

  1. Obligor → Buyer (top layer). The commitments the warranty provider makes to the dealer, builder, OEM, or program manager who's selling or distributing the warranty. Example: a TPA's SLA to a dealer group that buys their administration services. Or a home warranty company's SLA to a real estate brokerage that sells their warranties.
  2. TPA → Obligor (middle layer). If administration is outsourced, this is the SLA between the TPA running operations and the obligor whose contracts they're administering. Example: a TPA committing to 24-hour median claim authorization to the OEM whose VSCs they administer.
  3. Network → TPA (bottom layer). The SLAs the network contractors or dealers commit to the TPA. Example: a home warranty contractor committing to 48-hour dispatch acceptance and 90% same-week resolution.

SLAs at each layer have different metrics, different enforcement mechanisms, and different baselines. A solid warranty program defines all three explicitly. A weak one has them implicit and disputes them when things go wrong.

The four SLA types that matter

Across all three layers, SLAs cluster into four functional types. These are the ones to design carefully, monitor continuously, and enforce when missed.

1. Claim authorization SLAs

How fast a submitted claim is authorized (or denied) by the adjudication function. This is the most important SLA in the entire warranty stack because everything downstream — dispatch, repair, customer experience — depends on it.

What to commit: Median authorization time and 95th-percentile authorization time, measured from first notice of loss to authorization decision. Both numbers matter — median tells you typical performance, P95 tells you whether the tail is reasonable.

Emergency carve-out: Emergency claims (no heat in winter, no AC in extreme heat, water leak, locked-out customer) should have a dedicated faster SLA — typically same-day or 4-hour median authorization. This needs to be defined operationally (what specifically counts as emergency) to avoid disputes.

Common pitfalls: SLAs that don't define when the clock starts (does it start at customer submission, or at "claim opened in the system" by an adjuster?). SLAs measured only by median without P95 (a TPA can hit 24-hour median while having 5% of claims sitting for 2+ weeks). SLAs that exclude "claims requiring additional documentation" as a get-out — this can become a loophole.

2. Claim resolution SLAs

How fast a claim moves from authorization through full close — repair completed, customer satisfied, payment processed. End-to-end resolution.

What to commit: Median resolution time and P95, broken out by claim type. Replacement claims (e.g., HVAC system replacement) take longer than repair claims and should have separate SLAs.

Common pitfalls: Resolution SLAs that don't define "resolved" (is it when the technician leaves, or when the customer confirms satisfaction, or when payment clears?). SLAs that count business days but never define what counts as a business day in regions with different holidays. SLAs that pause the clock on "customer-caused delays" — this is reasonable in principle but can be abused if not narrowly defined.

3. Dispatch SLAs

How fast a service provider — contractor, dealer, technician — is dispatched and arrives at the service location after authorization. Distinct from authorization (decision time) and resolution (full close time).

What to commit: Dispatch acceptance time (TPA assigns the job, contractor accepts the assignment) and time-to-arrival (when the contractor actually shows up on-site).

Why this matters separately: A TPA can have great authorization speed and still deliver bad customer experience if dispatch is slow. Authorization-only SLAs leave a gap in the customer experience that dispatch SLAs are designed to close.

4. Customer support SLAs

How fast customer service inquiries are answered, by which channels, with what quality. The least quantitative SLA but often the most visible from a customer experience perspective.

What to commit: First-response time by channel (phone, email, chat, portal), full resolution time for non-claim inquiries, abandonment rate on phone, CSAT or NPS score thresholds.

How to design an SLA that's actually enforceable

The pattern that separates real SLAs from marketing copy:

  1. Define the specific metric. "Claim authorization time" is vague. "Time from claim submission via the customer portal to authorization decision logged in the claims system" is specific.
  2. Define the measurement methodology. When does the clock start? When does it stop? What counts as a business day? Are weekends and holidays excluded?
  3. Set the target with both central tendency and tail. Median (50th percentile) and P95 (95th percentile). Median alone hides the tail; P95 captures it.
  4. Define the measurement and reporting cadence. Monthly is standard. Reports should show raw data, not just summary statistics.
  5. Define the breach consequence. Service credits, fee abatement, escalation rights, or termination triggers — discussed below.
  6. Define the carve-outs. What counts as a legitimate reason to exclude a claim from SLA measurement (force majeure, customer-caused delay, etc.)? Narrow these.
  7. Define the dispute resolution process. If the buyer thinks the SLA was missed and the vendor disagrees, what's the path? Audit rights, third-party review, contractually defined process.

Enforcement mechanisms — the teeth

An SLA without enforcement is a promise. Three enforcement mechanisms used in practice, often layered:

Financial penalties (service credits)

Typically a percentage of the relevant fee abated when SLAs are missed. Common structures: 2-5% credit per breach for individual misses, 5-10% credit when monthly compliance drops below a target percentage. Service credits are the most common mechanism because they're quantitative, automatic, and don't require subjective judgment.

Cap considerations: vendors often want a cap on cumulative monthly credits (e.g., "maximum 25% of monthly fees in service credits"). Buyers want no cap or a high cap. Negotiate this — the cap is where the real teeth live or die.

Escalation rights

The buyer gets defined escalation rights to senior executives at the vendor on repeated SLA misses. Sometimes paired with audit rights — the buyer can audit the vendor's claim system or operations on demand. Escalation rights are useful for forcing attention; they're less useful as standalone enforcement because nothing automatic happens.

Termination triggers

Sustained SLA failures over a defined window — typically 3-6 months of misses on a critical SLA — create cause for contract termination without penalty. This is the heaviest mechanism and the one buyers fight hardest to include. Vendors push for high thresholds and narrow definitions; buyers push for low thresholds and broad definitions. Where you land here matters more than the dollar amount of any service credit.

Common SLA pitfalls (real examples from contracts I've seen)

Where this lives in practice

SLAs are typically housed in three places in a warranty contract:

Strong contracts have a "Performance Standards" or "Service Level Schedule" exhibit that pulls all SLA detail into one referenceable location. Weak contracts bury SLA language across half a dozen sections and amendments.

What this looks like in modern software

Manual SLA tracking — someone in operations pulling reports monthly and comparing to targets — is increasingly obsolete. Modern claims management software tracks SLA performance continuously, surfaces breaches in real time on a dashboard, and (in the better platforms) automatically calculates service credit liabilities. Some platforms also expose SLA performance to the buyer in a self-serve dashboard — meaningful trust signal because the buyer doesn't have to wait for the monthly report or take the vendor's word for it.

If you're evaluating warranty software with SLA tracking in mind, pressure-test: can the platform measure custom SLAs you define, can it report at the granularity you need (by program, by region, by claim type), and can it compute service credits automatically against your contractual schedule?
